Social media metrics, community replies and crisis handling
What reach, impressions and engagement really mean, how to calculate rates, and how to reply when things go wrong.
Posting is only half the job. You also need to read results correctly and handle the audience well, especially when they are unhappy.
The key metrics
- Reach: unique accounts that saw the content.
- Impressions: total times the content was shown, including repeat views.
- Engagement: interactions such as likes, comments, shares, saves and clicks.
- Click-through rate: link clicks divided by impressions.
- Conversions: actions on your website, such as sign-ups, tracked from social traffic.
Rates let you compare posts fairly. Engagement rate by reach is engagements divided by reach:
Post reach 12,000, engagements 360
360 / 12,000 = 0.03 = 3%Platforms define some metrics slightly differently, so check the definition before comparing numbers across platforms.
Match the metric to the goal
If the goal is awareness, watch reach and video views. If it is interest, watch engagement and saves. If it is sales or sign-ups, track link clicks and conversions using tagged links. A post with many likes but no clicks did not succeed at a traffic goal. Follower count on its own is a vanity metric.
Community management
Reply to comments and messages promptly, in the brand voice. Answer real questions with useful detail, thank people for positive feedback, and hide or remove spam and abuse according to a clear policy. Never share customer personal details in public replies.
Handling complaints and crises
For a single complaint, acknowledge, apologise for the experience, and move to a private message to resolve it. For example: "Sorry your order arrived late. Please send us your order number by message and we will sort this out today."
For a wider crisis, such as a product fault spreading online:
- Pause scheduled promotional posts.
- Confirm the facts with the team before saying anything specific.
- Post a short holding statement saying you are aware and looking into it.
- Share updates as facts are confirmed, and reply consistently.
Keep a short monthly report: top posts by the goal metric, what you will repeat, and what you will stop.
